Managing Helpdesk and Support Tickets in Odoo 17

Deliver faster customer support, track tickets, set SLAs, and automate responses using Odoo 17's Helpdesk module.

· ERP practice 02 Dec 2023 · updated 01 May 2025

Odoo 17's Helpdesk app gathers support requests from email, a website form, live chat and the customer portal into per-team ticket queues, measures each one against an SLA policy, and moves it through kanban stages to a close. Helpdesk is an Enterprise app, and because it sits in the same database it links a ticket to the customer's orders, invoices and field jobs.

Managing Helpdesk and Support Tickets in Odoo 17

Enabling the Helpdesk Module

To begin managing support tickets:

Apps โ†’ Install "Helpdesk"

This adds a full support dashboard, ticket queues, SLA configuration, and customer portal integration.

Creating and Receiving Support Tickets

Tickets can be created manually or automatically from:

  • ๐Ÿ“จ Incoming support emails
  • ๐Ÿ“ Website contact forms
  • ๐Ÿ‘ค Customer portal
  • ๐Ÿ“„ Sales orders or subscriptions (linked tickets)

Each ticket includes subject, description, contact info, priority, and team assignment.

Managing Helpdesk Teams and Assignment

Helpdesk managers can configure teams via:

Helpdesk โ†’ Configuration โ†’ Helpdesk Teams

Each team can have:

  • ๐Ÿ‘ฅ Assigned agents
  • ๐Ÿ“ฌ Dedicated email alias
  • ๐Ÿ“‹ Ticket types (e.g., Tech Support, Billing)

Tickets are automatically routed to the right team based on category or source.

Setting Up SLA Rules and Priorities

Ensure timely support by configuring SLA rules:

Helpdesk โ†’ Configuration โ†’ SLA Policies

Rules can include:

  • โฑ๏ธ Response and resolution time targets
  • โญ Priority-based policies
  • โš ๏ธ Alerts for overdue tickets

SLA performance is tracked per ticket and team for accountability.

Using Kanban and Pipeline Views

Manage ticket status visually with drag-and-drop boards:

  • ๐Ÿ“ฅ New โ†’ In Progress โ†’ Solved โ†’ Closed
  • ๐Ÿท๏ธ Filter by tag, priority, customer, or agent
  • ๐Ÿ“Š View per team or ticket category

You can also switch to List, Calendar, or Pivot views for reporting.

Automating Responses and Escalations

Odoo 17 helps you respond faster with smart automations:

  • ๐Ÿค– Auto-replies and FAQ suggestions
  • ๐Ÿ“ข Notify agents of high-priority tickets
  • ๐Ÿ” Escalate unresolved issues after X hours

Use Studio or automated actions to define your own workflows and triggers.

Support Performance Reports

Helpdesk includes dashboards and KPIs for team leads:

  • ๐Ÿ“ˆ Tickets per stage or agent
  • ๐Ÿ“Š SLA compliance percentage
  • โณ Average response and resolution time
  • ๐Ÿงพ Customer feedback and satisfaction ratings (optional)

All reports are filterable and exportable for client or management review.

Conclusion

With Odoo 17 Helpdesk, your support team gets more than just ticket tracking โ€” they get a complete service platform to resolve faster, improve customer satisfaction, and deliver on every SLA promise.

Questions we get asked

Is Helpdesk included in Odoo 17 Community?

No. Helpdesk is Enterprise-licensed, so it comes with an Odoo Enterprise subscription or a paid Odoo Online plan. The nearest Community substitute is the Project app with one stage per status and an incoming mail alias: it handles the queue, but has no SLA policies, no customer rating loop and no support dashboards.

How does an email become a ticket?

Each helpdesk team can own an email alias. Mail sent to it creates a ticket with the sender as the customer, the subject as the title and the body as the description, attachments included. Replies stay on the same thread, so the whole exchange lives on the ticket rather than in one agent's inbox.

What exactly does an SLA policy do?

An SLA policy sets a target - reach a given stage within a given time - for tickets matching conditions such as team, priority, tag or customer. Odoo calculates the deadline per ticket using working hours rather than wall-clock time, shows it on the ticket, and reports how many targets each team met or missed.

Can customers see their own tickets?

Yes. Portal users can open their tickets, see the stage each one is in, read the conversation and reply, and portal access is free and unlimited. How much a team publishes to the portal is configurable, so a team that handles internal or sensitive issues can be kept off it entirely.

Can Odoo 17 escalate or close tickets automatically?

Yes, through automation rules rather than fixed logic. A rule can fire when a ticket has sat in a stage past its deadline - reassigning it, raising the priority or emailing a manager - and another can close tickets with no customer reply after a set number of days. Both are configured without writing code.
